When air conditioning or refrigeration equipment develops a fault, customers understandably want to know two things:
How quickly can somebody look at it?
and
What happens next?
For the latest in our Ask Oxford Air series, we spoke to Service Desk Manager Matt Pike about what happens behind the scenes when a customer reports a problem and books a reactive call-out.
From the first conversation with the service desk to fault finding on site and arranging replacement parts where needed, here is how the process works.
Matt, what happens when somebody first contacts the service desk?
Matt:
“The first thing we need to do is understand what’s happening.
The more useful information we can gather at the beginning, the better prepared we can be before an engineer attends.
We’ll usually ask what type of system it is, what the customer has noticed, when the problem started and whether there are any warning lights or error codes showing.”
Where possible, the service desk may also ask for:
- Site or property details
- Location of the affected equipment
- Manufacturer or model information
- Error codes
- Photographs
- Whether the system is still operating
- Whether there is leaking water
- Any unusual noises or smells
- How critical the equipment is to the customer
For commercial customers, understanding the operational impact can also be important.
A problem affecting comfort in one office is different from a failure affecting critical cooling or refrigeration.
Why does that information matter?
Matt:
“It helps us build a picture before the engineer arrives.
Sometimes a customer can tell us something very useful straight away, such as an error code or whether the fault is affecting one unit or several.
That information can help with planning the visit and give the engineer a better starting point.”
It can also help avoid misunderstandings.
For example, a system that appears not to be heating may simply be operating in the wrong mode, while a unit leaking water is more likely to require an engineer.
The service desk will never try to diagnose a technical fault purely from a phone call where inspection is required, but gathering the right information helps us manage the next step properly.
Is there anything customers can do before the engineer arrives?
Matt:
“If it’s safe to do so, we’d ask customers not to dismantle anything or start trying to repair the equipment themselves.
What is useful is keeping a note of exactly what the system is doing.”
Helpful information might include:
- The error code
- When the fault occurs
- Whether it happens constantly or intermittently
- Whether cooling or heating has stopped completely
- Whether other systems on site are affected
- Photographs of any warning display or visible leak
If there is water leaking into the property, a burning smell or another potentially unsafe issue, the service desk may advise switching the equipment off until it can be inspected.
What happens when the engineer arrives on site?
Matt:
“The engineer will speak to the customer or site contact first and confirm what’s been happening.
From there they’ll inspect and test the equipment to try to establish the actual cause of the fault.”
The engineer may need to check different parts of the system depending on the symptoms.
That can include:
- Controls and settings
- Filters and airflow
- Drainage
- Electrical components
- Fans
- Sensors
- System operation
- Indoor and outdoor units
- Refrigerant-related components where appropriate
The exact process depends on the equipment and the fault being reported.
Is fault finding basically trial and error?
Matt:
“No. Good fault finding should be a process.
A customer might tell us the system isn’t cooling, but there are several different things that could potentially cause that symptom.
The engineer needs to test the system and work through the possibilities until they identify what is actually wrong.”
This is an important distinction.
Replacing a component because it appears to be a likely cause is not the same as diagnosing the fault.
Proper fault finding helps ensure the repair addresses the actual problem.
Do engineers carry replacement parts?
Matt:
“Our engineers carry commonly used equipment and parts, so where it’s possible to resolve a fault safely during the first visit, that’s obviously what we want to do.
But air conditioning and refrigeration covers a huge range of manufacturers, models and components, so it isn’t realistic to carry every possible part on a van.”
Where the correct replacement component is available and the repair can be completed during the visit, the engineer may be able to restore the system immediately.
Where a specialist or model-specific part is required, a return visit may need to be arranged.
What happens if the engineer can’t repair it on the first visit?
Matt:
“If a part is needed, the engineer records what has been found and the service team then works from that information.
We can identify and source the correct component, advise the customer of the next step and arrange the return visit.”
Depending on the circumstances, this may involve:
- Obtaining manufacturer information
- Sourcing replacement parts
- Preparing a repair quotation
- Discussing alternatives where equipment is ageing
- Scheduling a return engineer visit
The goal is to keep the customer informed rather than leaving them wondering what happens next.
What if the system is old or the repair is expensive?
Matt:
“That can sometimes become a bigger conversation.
If we’re looking at an older system with a significant fault, it may not always make sense to keep spending money on repairs.
We’ll explain what we’ve found and the options so the customer can make an informed decision.”
That might mean comparing:
Repairing the existing equipment
with
Replacing it with a newer system
Factors such as age, system condition, part availability, reliability and the likely future maintenance requirement can all influence that decision.
Replacement is not automatically the answer, but neither is repairing equipment indefinitely simply because it can still be repaired.
How are customers kept informed?
Matt:
“The service desk sits between the customer and the engineer, so communication is a big part of what we do.
We want customers to know whether the fault has been resolved, whether something else is needed and what the next step will be.”
For commercial customers, this can be especially important where multiple people are involved in site operations, facilities management or approval of repair expenditure.
Good service is not only about fixing the equipment.
It is also about making the process clear.
What helps a reactive call-out go smoothly?
Matt’s advice is straightforward:
Give us as much useful information as you can
Error codes, photographs and a clear description of what has changed can all help.
Don’t dismantle the system
Simple user checks are fine, but technical diagnosis and repair should be left to appropriately trained engineers.
Tell us how urgent the problem is
If equipment is critical to business operations, refrigeration or a particular environment, make that clear when reporting the fault.
Keep access clear
Make sure engineers can safely reach the indoor and outdoor equipment where possible.
Report problems early
A small change in performance is often easier to investigate than a complete breakdown that has been developing unnoticed.
Reactive support and planned maintenance work together
A good maintenance strategy does not mean reactive call-outs disappear completely.
Equipment can still fail unexpectedly.
For many commercial customers, the strongest approach is a combination of:
Planned preventative maintenance to monitor and maintain equipment
plus
responsive reactive support when an unexpected problem occurs.
Regular servicing may help identify developing issues earlier, while an organised reactive service provides support when something still goes wrong.
